Marriott cancels a guest’s prepaid stay after her flight is diverted. Then the receptionist refuses her a receipt and curses her out

When de-escalation becomes optional.

It’s a situation that has gone viral for all the wrong reasons. A guest at the AC Hotel Kansas City found herself in a heated, expletive-filled confrontation with a receptionist or hotel manager after her prepaid reservation was canceled. The customer, Anna, then created a new account on Instagram (ballerinacappuccina3385) to document the saga. The videos of the confrontation have since racked up over 3 million views, where it seems Anna was just asking for a receipt.

The tension reached a breaking point when the receptionist, identified in the posts as “Catherine,” repeatedly refused to provide a receipt and eventually ordered Anna to “Get the f— out of my lobby.” The most-viewed clip featured only the most aggressive section of the argument. Anna noted in the caption, “Amazing hospitality from Marriott.” The entire video also includes the receptionist calling security on Anna.

According to Anna, the ordeal began on August 18 when her flight was diverted to Omaha because of severe weather. After landing in Missouri, she headed straight to work and then to the hotel. Although she had paid in full for her stay, when she arrived the following evening, she allegedly found that her room had been given away. She claims she was never notified of a cancellation, and her Marriott Bonvoy account still displayed the reservation as active. 

A failed resolution process

Anna claimed that she failed to resolve the issue with Marriott support. She eventually returned to the lobby to get a receipt. During a third attempt to address the situation, she began recording. The exchange is tense, if confusing. When Anna asks for her receipt, Catherine replies, “Ma’am, your reservation is your responsibility. You did not tell anybody.” She told Anna that the cancellation was a “consequence of her inaction” and that she could get a receipt from Marriott. 

Anna, however, had a simple argument in the video. She stated, “You took my money, so give me the receipt.” Catherine refused multiple times. Once she even said, “You don’t get everything that you want, sweetheart, when you act like this.” As the stalemate continued, Catherine threatened to call security, telling the guest, “Ma’am, this behavior does not get you what you want in life. So it’s your choice. Exit the premises willingly or by force”.

The online reaction was divided. A large portion was critical of the employee. One user commented, “She definitely should have just given her a receipt initially, seemed like she was trying to teach a lesson.” Another added, “I work in hospitality and even if someone is being rude, your job is to deescalate the situation. The employee started cursing at her first and being hostile.”

Other observers, however, believed we didn’t have the whole picture. One person noted, “I guarantee you that we are missing part that led to this situation, so frankly I would not jump aboard on lynching this employee without hearing her side of the story.”

Interestingly, an individual claiming to be a bartender at the location defended Catherine in the comments section. The user argued, “What she doesn’t show is coming into the hotel three separate times cussing and threatening our staff and leaving before security or the police could show up. This video is out of context… You can’t pay people the bare minimum and expect them to just bear that kind of treatment.” 

In a later post, Anna claimed this commenter was Catherine. It should be noted that none of the claims by Anna or this user can be verified outside of what we see in the videos. All we have is their perspective. 

Marriott’s official policy regarding late arrivals notes that guaranteed reservations are typically held until 6:00 a.m. the following day, after which a no-show fee is charged. The policy states, “If you plan to arrive after midnight, please contact the hotel directly using the phone number found in your confirmation email.” 

On Trustpilot, the AI summary of 126 reviews notes a general dissatisfaction with the hotel’s customer care. The site noted, “Customers frequently complain about unhelpful customer support, lengthy phone delays, and difficulties getting proper assistance. Many visitors also encountered frustrating problems with unexpected booking cancellations, missing loyalty rewards, and rigid policies.”

The summary continued, “Furthermore, guests mentioned instances of unprofessional staff behavior and basic amenities falling short of expectations.” A recent experience noted the inability to check in at night since there was no staff. It should be noted that some guests did report positive experiences.

Anna noted that she was charged for the full four-night stay, totaling $596.76, and was later charged an additional $596.76 on the same credit card. As she put it in her comments, “Btw all I needed was a receipt. This is a business trip, in other words, free to me.”
